How the AI agent works: what it says, when it asks, when it escalates

Plain-English tour of the agent's brain. What it answers on its own, when it pings you, and how to override it.

Operators ask us this more than anything else: what is the agent actually doing, and when does it stop and ask me? Short answer: it handles the 80% of conversations that don't need you, and it escalates the 20% that do. The longer answer is below.

What the agent always handles on its own

  • Quoting a price from your service menu
  • Quoting a duration from your service menu
  • Offering open slots from your calendar
  • Booking the slot and saving the card
  • Charging the deposit
  • Sending confirmation + prep instructions
  • Rescheduling at the client's request (within your policy)
  • Cancelling with a refund if the policy window allows
  • Charging a no-show fee per your saved policy
  • Sending the post-visit review request
  • Reaching out to dormant clients on the schedule you set

What the agent escalates to you

Anything the agent isn't confident about gets handed to a human. Concretely:

  • A client asks for a service that isn't on your menu ("do you do nano-blading?")
  • A client asks for a discount or a custom price
  • A client describes a medical or clinical condition (the agent never engages with clinical content — see PHI-safe mode)
  • A client asks to speak to you specifically by name
  • The conversation has been going for more than ~6 turns without converging on a booking
  • The client sounds upset, angry, or is reporting a problem
  • Anything the agent has flagged with low confidence in its own response

When the agent escalates, you get a push notification + the conversation moves to the top of your inbox with an Escalated tag. You can step in, type a reply, and the agent will hand back smoothly. The client never sees a handoff — to them it's still one continuous conversation with the business.

How the agent makes decisions

Under the hood the agent is Claude (Anthropic) with a tightly-tuned system prompt per vertical, plus tool access to your calendar, service menu, client history, and Stripe. It reads the conversation context, your business rules, the client's history with you, and decides what to do next. It cannot make up prices, services, or slots — those are pulled from your data.

If you want to peek at the reasoning, every conversation in your inbox has a Show agent thinking toggle that surfaces the chain of decisions. Most operators never use it, but it's there if you're curious or debugging a weird response.

How to override the agent

Three levels, finest to coarsest:

  1. Per-conversation: click into any conversation and type a reply yourself. The agent pauses on that thread until you toggle it back on. Useful for sensitive or VIP clients.
  2. Per-service: in Services, you can mark a service as Human-only. The agent will surface it but won't book it — it'll always escalate to you. Useful for procedures you want to consult on first (botox plans, large tax jobs, high-ticket dental work).
  3. Global: in Settings > Agent, you can pause the agent entirely. It'll greet incoming messages with "Thanks for reaching out, we'll respond shortly" and put everything in your inbox. Useful for vacation, or when you want to handle a high-volume promo manually.

What the agent never does

  • Lie about availability — if the slot isn't open, it won't offer it
  • Quote a price that isn't on your menu
  • Make up a service you don't offer
  • Take medical or financial advice questions seriously (it redirects to a human)
  • Negotiate price unless you've configured a discount policy
  • Forward your conversations to anyone — your data is yours
The agent is calibrated to over-escalate on day one and learn down over the first few weeks. If it's pinging you for stuff that feels obvious, give it 7-10 days — the calibration tightens as it sees more of your conversations. See Getting started for the broader onboarding flow.

Frequently asked

Does the agent reply 24/7, or only during business hours?

24/7 by default. You can set quiet hours in Settings > Agent if you'd rather the agent only respond between, say, 7am and 9pm. Outside quiet hours it queues the message and replies first thing.

Can the client tell they're talking to AI?

If they ask directly, the agent will say it's the practice's AI assistant. It never lies. But the conversation reads naturally enough that most clients don't ask. We don't disclose proactively unless your state requires it (a handful do for healthcare contexts).

What model is it under the hood?

Claude (Anthropic). We chose Claude because it's calibrated for tone and follows instructions tightly — both critical for an operator-trust product. We don't expose the model choice in the UI because it's not something you should have to think about.
